From housekeeping in India to Head Concierge at The Pelham London, Thomas Madri shares his journey, mentors and defining milestones.

Can you tell us about the career path which led to where you are today?
My career began in housekeeping operations as a public area porter in India. It was there that I truly learned the foundations of five-star standards and understood what genuine luxury service means. Very early on, I realised that my passion lay in guest interaction.
I was fascinated by the Concierge desk - it was dynamic, personal, and no two days were ever the same. A pivotal moment in my journey was the opportunity to work in Dubai at One&Only Royal Mirage. That experience was truly life-changing and broadened my understanding of international luxury hospitality.
I later moved to London, where I worked as a porter in several hotels before transitioning into Concierge services. There, I developed the foundations of guest engagement, local expertise, and high-level problem-solving. Over the years, I've worked in various luxury properties, gradually taking on more responsibility, mentoring junior colleagues, and refining my leadership skills. Eventually, that progression led me to the role of Head Concierge of The Pelham London where I now have the privilege of leading a team and shaping the guest experience at the highest level.
Are there any specific mentors you’ve looked to for guidance, and how have they helped you on your journey?
I have been fortunate to have a support from my wife. Throughout my career, my wife has provided invaluable guidance and mentorship. She has always offered thoughtful advice, encouragement, and perspective, helping me navigate both challenges and opportunities along the way.
I have also had the privilege of learn from several remarkable leaders within Les Clefs d'Or. Senior members of the society demonstrated not only technical excellence, but also humility and generosity.
They taught me that true luxury service is about anticipation, discretion, and relationships. Their guidance helped me understand that reputation in this profession is built on trust both with guests and with colleagues around the world..
What has been the highlight of your career so far?
Becoming a member of Les Clefs d'Or was certainly a defining milestone. It represented years of dedication, continuous learning, and commitment to excellence.
Beyond that, some of the most meaningful highlights are the personal moments when a guest returns year after year and asks for you by name, or when a seemingly impossible request is fulfilled and creates a lifelong memory for someone.

Dealing with guests cannot always be easy; what’s your approach to winning over ‘difficult’ guests?
I believe that behind every “difficult” guest is frustration, fatigue, or unmet expectations. The key is active listening without interruption, empathy without defensiveness, and calm confidence.
I focus first on acknowledging their concerns, then presenting solutions rather than explanations. Guests want to feel heard and valued. Often, once they sense genuine care and ownership, the dynamic shifts immediately.
What personal sacrifices have you had to make to become successful in this field?
Hospitality is not a typical nine-to-five profession. There have been long hours, missed family occasions, and working through holidays. The role demands consistency and presence.
However, the rewards meaningful relationships, global connections, and personal growth have made those sacrifices worthwhile. Balance is something I continue to work on, but passion makes the commitment easier.
What attributes does one need to be a good Head Concierge?
A Head Concierge must possess emotional intelligence, resilience, and exceptional communication skills. Leadership is essential not simply directing a team, but inspiring and protecting them.
Discretion and integrity are non-negotiable. Equally important is curiosity: staying informed about your city, global trends, and evolving guest expectations. Above all, humility keeps you grounded.

If you could give advice to a Concierge new to this profession, what would it be?
Be patient and build your knowledge every single day. Learn your city better than anyone else. Build genuine relationships not transactional ones.
Protect your reputation fiercely; this industry is built on trust. Most importantly, remember that no task is beneath you. Excellence in small details leads to trust in larger responsibilities.

What is the most rewarding thing about being a Concierge?
The ability to create memories. We are not simply booking restaurants or arranging transportation we are shaping experiences that may become someone’s engagement story, anniversary celebration, or once in a lifetime journey. Being part of those milestones is incredibly fulfilling.

Collaboration is everything. No Concierge succeeds alone. The strength of Les Clefs d'Or lies in its global network colleagues supporting one another across cities and continents.
'Service through friendship' is not just a motto; it is a daily practice. When we collaborate, we elevate the profession as a whole.
Do you have any hidden talents you can share with us?
Outside of work, I enjoy playing tennis, driving through the English countryside, visiting historic towns, exploring traditional pubs, photography, and cooking. These passions give me balance and creativity, which ultimately enhance how I approach service.
A Concierge should always remain curious and multi-dimensional; it helps us connect authentically with guests from all walks of life.
